Hey Community!

We're a higher education institution supporting university students through Zendesk Chat and are currently reviewing our chat service standards. Since students often reach out with time-sensitive concerns and tend to expect immediate responses, we're trying to identify realistic and effective first response time targets for this audience.

For those in higher education or student support environments, what first response time goals or best practices have worked well for you? We'd love to learn how you balance student expectations, agent workload, and chat satisfaction. We're also keen to hear from teams in other industries that serve high-volume or high-urgency customer groups, as we're exploring different approaches and would appreciate any lessons learned or best practices that have proven successful in your environment.

Hello,

In most higher-ed chat teams, what works well is:

Internal target: ~2–5 minutes first response
Peak periods: try for 1–3 minutes if possible
SLA you publish: up to 10 minutes (so expectations stay realistic)

The biggest factor isn’t just speed—it’s acknowledging students immediately and clearly setting wait expectations, especially during busy periods. That alone improves satisfaction a lot even if response times don’t change much.

Hi Jaya! Great question.

While we aren't in higher education, our consultancy firm deals with a very high-urgency customer group: entrepreneurs and businesses dealing with strict statutory compliance deadlines.

In our experience, trying to push human agents to achieve a <30 second First Response Time (FRT) during peak hours often leads to burnout and lower resolution quality.

What worked best for us was implementing automated chatbots for the initial triage. The bot immediately acknowledges the chat (giving a 1-second FRT) and asks the user to categorize their urgency. For example, if a client reaches out regarding an urgent corporate filing, the bot provides them a quick link to our SECP Portal knowledge base to read the prerequisites while they wait in the queue.

By the time the human agent connects (even if it takes 2-3 minutes), the user's expectation is managed, and they've already started reading the relevant compliance material. 

Balancing automation for that initial FRT and human empathy for the actual resolution is key. Hope this helps!
